The Customer
Safar Travel is an online travel agency booking flights, hotels, and package holidays for travelers across the UAE and the wider Gulf. Its support team of 18 handles everything from booking changes to last-minute cancellations, most of it over WhatsApp, the channel its travelers actually live on.
The Challenge
Travel support does not keep office hours. A delayed flight at 2 am. A cancellation the night before departure. A booking that has to change right now. Every one of those is a traveler deciding, in the moment, whether to trust the company or panic.
Safar felt it most every summer. When booking volume surged, first response times stretched past four hours. The same questions poured in hundreds of times a day: where is my confirmation, can I change my dates, what is your cancellation policy. WhatsApp, email, and web chat were each managed in a different place, so a traveler who started on WhatsApp and followed up by email had to explain the whole thing again.
